Customer Sent a UPI UTR but Checkout Is Pending: A Manual Review Checklist

Investigate a pending UPI order using the original order, exact amount, receiver and independent settlement evidence.

A customer says they paid and sends a UPI reference, but checkout still says pending. The reference is useful for locating a transfer; typing it into a form does not itself confirm that money reached the intended account. Use a repeatable review process before delivering a product or asking the buyer to pay again.

Start with the original order

Find the order by its gateway order ID in your merchant dashboard. Record the requested amount, exact payable amount, receiver, creation time, expiry and current status. Ask the customer for the UTR or transaction reference shown in their UPI app and the approximate time of payment. Do not request their UPI PIN, password or full bank credentials.

Keep the reference inside your support system with restricted access. A public screenshot of a payment receipt may expose names or account fragments. If a screenshot is needed, redact unrelated personal data before sharing it outside the support team.

Compare independent evidence

Check authenticated order status first. If it is already paid, compare the returned order ID and amount to the saved purchase and fulfil once. If it remains pending, review the receiving account's transaction evidence or connected gateway record. Match the payee account, exact amount, UTR and time window. The reconciliation guide explains why the receiver's statement matters.

A customer screenshot can be edited, a UTR can be mistyped, and a payment to another payee does not settle this order. Equally, a delayed status update does not prove the customer is wrong. Keep the order in review while the evidence is inconclusive.

Watch for reused references

Search for the same UTR on other successful orders before assigning it. One transfer must not fund multiple purchases. If two people report the same reference, do not choose a winner from message order or screenshots. Escalate to the receiving-side transaction record and investigate ownership.

When a buyer made two transfers, record both separately; do not overwrite the first reference with the second. Resolve an extra payment under your merchant policy. Trust Gateway payment verification and your own refund process are different steps.

Give a precise customer update

Tell the customer whether the order is confirmed, awaiting receiver evidence, or requires more information. Include their order reference and a realistic review channel. Avoid saying “payment failed” when the outcome is unknown. Do not send a second checkout automatically while investigating the first transfer.

If evidence confirms payment, update fulfilment through one controlled path and retain who reviewed it, when and which receiver record supported the decision. If the transfer went to a different account or the amount does not match, explain the mismatch and ask the buyer to contact the paying app or bank where appropriate. The support checklist lists the minimum facts to preserve.

Prevent the next ticket

On checkout, show the exact payable amount and merchant identity clearly. Tell customers to keep their UPI app reference, but do not imply that entering it guarantees approval. Retain the order-to-receiver mapping in your database, and schedule a daily review of pending orders against settlement evidence. That workflow is more reliable than deciding from a single screenshot.
